Sometimes we have to start with "What wouldn't you do?" I find sometimes owners get nervous that by listening to customers they'll have to change the philosophy or values behind their business. To put them at ease, we ask "Okay, so what aren't you willing to do to make the customer happy?" This helps them feel in control while clearly setting some boundaries for themselves and their staff.
